Return Policy - Stick to it of Bend the Rules?

I just had an experience yesterday that I’d like to share with you all. I’m sure that if you have a store, whether brick and mortar or e-commerce, you have dealt with the question of returns. I have had to several times in the past few years that I’ve been in business.
Well, what do you do when you really feel sorry for the customer, but you just don’t think it would be a good business decision to bend the rules of your return policy? I ended up telling the customer that I was really sorry for their situation, but that in the end I would come up losing, so I could not accept the return.
You can stand your ground in situations like this if the customer paid cash, but if they paid with a credit card, your return policy better be in a clear spot to be read before they make their purchase, or you won’t stand a chance when the customer performs a charge back.
If you have an e-commerce website, your return policy should be clearly seen on your checkout page. It would be best if there was a check box that a customer had to check which, when checked indicated that they read the return policy beforehand.
I’d love to hear your experiences in this regard. What would you have done in my situation above?
On a side note, looks like my hubby and I won’t be going to a wedding in NY after all this coming September, so I won’t be needing that new luggage I wanted to buy. Well, we do have another trip coming up at the end of the year, so I’ll wait to get it when I really need it.
